Enterprise Mobility, Institutional Knowledge, New Processes and Context Aware Solutions

One of the most interesting benefits of mobile technologies is the ability to develop completely new business processes and workflows that provide new and unique values.  These are important, and rarely are considered as part of potential ROIs.  Let's think about the following scenario:

A diamond bladed concrete cutter is required for some utility work.  What needs to happen?  The cutting machine needs to be scheduled, located, inspected, transported, and a qualified operator needs to be available to run it.  In addition, a series of safety procedures need to be completed to ensure a safe working environment.  Perhaps municipal government agencies also need to be notified and permits received before the work can begin.

As you can see from this scenario, there are a lot of moving parts and steps that need to be completed in order for this job to be done optimally.  Many of the steps in the workflow are also dependent on other parts.  I can imagine companies developing cloud based workflows that include all of these steps, dependencies, procedures and tasks and connected to mobile applications.  When a job requires this cloud based workflow, it is activated and mobile applications that are integrated to a variety of back-end systems, plus GPS tracking systems, work together to input the data and complete the cloud based workflow.

How many different customized workflows do you think the world needs?  I don't know, but it is a large number!  The value of a mobile solution connected to this workflow is that predictive and context aware activities can start to be implemented automatically by your cloud based workflow.  If a documented workflow has 18 steps, how many of these steps can be automated?  If a diamond bladed concrete cutter needs a trailer to transport it, can available trailers be located by checking GPS locations and then scheduled automatically?  Can the schedules of all of the potential operators in the region be automatically reviewed to see who is available, and then scheduled?  Can government permits be requested automatically?

Most activities in the field have not been automated or even documented.  Required activities have traditionally been completed by experienced personnel that had been trained over many years.  The challenge is that in many field services environments like the utilities industry, they are losing large numbers of their most experienced people over the next 5 years to retirement.  These industries are struggling to harvest the institutional knowledge in the heads of their most senior workers so the next generation can benefit from their wisdom and experience.
If this institutional knowledge can be captured in cloud based workflows and connected to mobile technologies that would ensure real-time communications with the mobile workforce, then this also could be a major benefit.

What's New in HTML5 - Week of May 14, 2012

This week I have been teaching sessions on mobile strategies in Barcelona at the ClickConnect 2012 conference.  I have been hearing a lot about HTML5, which is what the ClickMobile Professional solution supports, but I have also been talking with a lot of large services companies that have stressed how they also want to embrace HTML5 in their companies.  Primarily for the cross-platform support and lower TCO (total cost of ownership).

Enterprise Mobility, Re-usable Code and Private App Stores

A few years back when I was the CEO of a mobile enterprise application company, I spent a lot of time asking my PSO (professional services organization) the question, "Haven't we developed that before?"  The answer was nearly always, " Yes, but it won't work on this project."  That is not the answer a CEO wants to hear.

The dream I had was to own a library of reusable code or objects that I could build once, and leverage on hundreds of future mobile projects.  This week I read an article by my friend Gil Bouhnick, about ClickSoftware's new ClickAppStore.  This is the model I had always wanted.

It is not an app store for the public, it is a private app store for your internal developers and consultants.  Here is how ClickSoftware describes it, "The ClickAppStore is designed to allow IT people, system implementers and administrators do more with their ClickMobile product by downloading and embedding business apps inside one powerful mobile foundation called ClickMobile, and run them on any popular device out there from iPhones and Android smartphones to tablets, rugged PDA’s and laptops."

This isn't going to help IT departments that don't use ClickMobile, but it offers a huge efficiency for those that do.  ClickMobile is integrated with SUP (Sybase Unwired Platform) and plays nice with SAP.  The ClickAppStore solution that Gil is writing about and promoting in his article is designed to help companies develop the majority of their mobile apps by using visual configuration tools, wizards, drag & drop style editors etc, and downloading pre-build business apps front he ClickAppStore.

I am thinking through the requirements here...  This must have taken a lot of strategy sessions before this was built.  I love the notion!

The concept of a mobile app store for use internally is another important part of a complete mobile strategy.  Again, from a former technology CEO, it will drive you crazy if you have to rebuild and re-invest in the same tools over and over again across your global company.  It makes so much more sense to use a standard IDE (integrated development environment) and MEAP (mobile enterprise application platform) for your custom mobile applications, and then save the mobile business applications into a mobile app store so other internal parties can use them.

Gartner Awards Vivint with Enterprise Efficiency Award for Enterprise Mobility Solution

I read an interesting article today that documented significant efficiencies gained through field service automation, scheduling and the addition of an enterprise mobility solution.  The company is Vivint, a company that helps with residential home security and automated home management.  Here are some of the improvements they experienced with their solutions:
  • 33 percent engineer utilization improvement (one additional work order daily per technician)
  • 60 percent decrease in inbound call traffic to scheduling department
  • ROI of $20.13 per ticket
  • Total estimated ROI engineer utilization of $2,831,009.70
  • 32 percent increase in fuel efficiency (equal to 1.2 gallon decrease per average on work orders completed)
Gartner presented the Gold Level Gartner and 1‐to‐1 Media CRM Excellence Award to Vivint last week at the Gartner Customer 360 Summit in Los Angeles.  The criteria they were using to judge this award were:
  • Reducing operational and interaction costs
  • Improving sales
  • Improving service
  • Improving marketing
  • Improving customer service
  • Improving customer value - such as revenue growth, wallet share, products per person and frequency of purchase
Vivint created a real‐time mobile enterprise, that links every stakeholder in the service chain.  They created this real-time enterprise using an automated scheduling and dispatch solution, enterprise mobility and customer interaction management solutions to give its team of dispatchers and 400 field service technicians real‐time information and dynamic routing ability. As a result, technicians are able to field nearly 50 percent more service calls every day while customers consistently report outstanding service quality and responsiveness.

The solutions used were from ClickSoftware, an SAP mobility partner, the developer of the SAP Workforce Optimization and Scheduling solution.

ClickSoftware Closes Historic Deal with DIRECTV

ClickSoftware, the developer of the SAP Workforce Scheduling and Optimization solution, announced today that they have closed one of their largest contracts ever.  It is with DIRECTV, the world's most popular video service. 

DIRECTV selected ClickSoftware's workforce management and optimization solutions to help it improve the management and efficiency of its field service technicians and customer service.  Here is a quote from DIRECTV's senior vice president, IT Strategy and Innovation, "We are trying to match the business value proposition of providing exceptional service to our customers for installation and service calls with a technology solution.  We feel ClickSoftware is the technology choice to deliver this value to our customers."

ClickSoftware has nearly 25 years of experience developing sophisticated workforce scheduling solutions that were first deployed in the military.  Today all of these solutions are supported by ClickSoftware's ClickMobile solution for enterprise mobility.

Mastering SAP Technologies and Mobility in Australia

Geeks/SAP Mentors Migrating South
About ten SAP Mentors spoke at this year's Mastering SAP Technologies event in Sydney.  I presented one of the opening keynote presentations on Monday, and lead a session called Network Centric Operations in the SAP Environment this afternoon. 

It was a packed house, but there was a noted absence of any Sybase folks.  I met several companies currently interested in purchasing mobile solutions.  The strange thing is that Sybase has a sales office in Sydney, but still did not attend.  It seems there are still some coordination issues to work out.

There were 4 sessions that focused on enterprise mobility this year, and the Demo Jam winner was also a mobile solution.  The Demo Jam winners had the following components and features:
  • Remote controlled helicopter
  • Barcode scanner on the helicopter
  • Wireless remote control of the helicopter using an Android device
  • The barcode was capture and wirelessly integrated with SAP's SCM (supply chain management) system.
I attended a session today by Jason Lante from ETSA Utilities on mobile timesheets.  He shared how ETSA Utilities is successfully using ClickSoftware's ClickMobile and ClickSchedule integrated with SAP for about 75% of their employees that work in the field.  They have achieved their mobility and ROI goals and are looking to expand.

I had a gathering of utility, post and CPG company representatives around me following both presentations that I gave.  I kept looking around for some SAP utilities or Sybase folks to bring into these conversations, but none were present.  I don't think the SAP field sales team quite knows how important mobility is becoming to their customers.

Mobile Expert Interview Series: ClickSoftware's Israel Beniaminy, Part 2

This is Part 2 in this interview with ClickSoftware's VP of Product Strategy, Israel Beniaminy.  Also read Part 1, Part 3, and Part 4.

Kevin: What is different today, than when you started with enterprise mobility?
Israel: Just about everything.  I'll mention two major differences:  First, most or all barriers have disappeared.  When I started, mobile technology was expensive, complex and unreliable, and even when you could hide the complexity, justify the costs and work around the reliability issues, it was just too new and too rarely deployed to be considered by anybody except for the brave early adopters.  None of these barriers exist today.  Second, enterprise mobility used to rely on mobile technology that was developed specifically for business uses – consumers were unlikely to see any benefits worth the high costs.  Today, enterprise mobility is carried on a tsunami of consumer mobile technology.  This not only made the deployment much cheaper, it also made many professional workers ready to accept – and eagerly anticipate – mobile deployment, as long as software vendors such as my employer were ready to deliver the level of usability, friendliness and the "I can’t define it but I know it when I see it" sense of fun we expect from consumer mobility.

Kevin: What industries do you see adopting mobility today?
Israel: What industries don’t?  Field workers may seem like the immediate suspects, since they are indeed mobile in the strict meaning of that word.  Yet, even workers who spend their whole workday within the same four walls have a lot to benefit from mobility.  The health care and hospitality industries are just two examples of such industries which have discovered tremendous value in mobilizing their business processes.

Kevin: What business processes do you see companies mobilizing?
Israel: Some processes are mobilized in just about any industry:  Work management (tasks and shifts); time reporting; expense accounts; and various approval processes (e.g. vacation approval).  Other processes are industry specific, such as field service management in industries such as IT, telecommunications, consumer equipment, etc.; claims adjustment in insurance; quotes and billing in sales; inventory tracking; inspection and many more.

Kevin: What are some of the most surprising trends you saw in mobility in 2010?
Israel: The iPad surprised me twice:  Once when it became an instant success in consumer mobile devices, and again when it was so quickly adopted by enterprise workers.  A related trend that I found surprising is the growing number of organizations that allow workers to use their personal mobile devices in the enterprise work processes.  This trend overcame both the reluctance of some IT departments to control the device choice in order to deliver adequate support, security and functionality; and the technological challenge of developing process specific applications that work well on many different devices.  By the way, that technological challenge has too often been "solved" by developing weak and limited applications.  I believe that with standards such as HTML5, we can really meet the challenge without compromising on functionality, robustness and user experience.

Kevin: What are some of the biggest challenges you see in mobility today?
Israel: I'll refer to business mobility – the use of mobile technology in improving existing business processes and enabling totally new business processes.  In business mobility, I believe one major challenge is in understanding that mobilizing an application or a business process almost always requires a complete rethinking.  If you just take the same screens and actions and make them available on a mobile device, you're probably doing it wrong.  There are several reasons for that.  I'll mention three: focus, context, and specialization.

Focus:  Because a mobile worker is usually focusing on the task at hand and not on the mobile device, unlike the office worker who focuses on the screen to get the job done.

Context:  Because a mobile application needs to be sensitive to many cues – Is the user driving right now?  Is the user alone or with a customer? Is the user near enough to the location (of service or inspection, for example) in order to collect information? What communication bandwidth is currently available, if any? Each of these should make the application behave differently.

Specialization:  Often, an office user specializes in one kind of role and can deep-dive into one application for most of the work day.  A mobile worker will need to interact with many applications during the work day.  For example, while service engineers are on site, customers may ask them about billing, contracts, new products and so on.  If they have the right mobile applications, they can answer immediately instead of referring the customer to make multiple phone calls.  This both raises customer satisfaction and reduces call center load, but it can be challenging to design the mobile applications so that users can use them intuitively even if they don’t use some of these services often; and it is also challenging to make it all work together.  When switching from the field service screens to the billing functionality, we must preserve the context.  Otherwise, the service engineer will need to type in information again, such as the same customer name, which makes the system just about unusable.
